Xfinity Mobile Chat Agent Promised iPhone Duo Promo Without Payoff – Have Transcript Copy

On 10/17/26, I spoke with an Xfinity chat agent regarding my current phone situation. I am more than 50% paid off the IPhone 17 but do still have a balance. I wanted to take advantage of the $1,000 off the iPhone Duo. When I spoke to the agent, he said if I go to an Xfinity store that they would be able to “have the access to upgrade the phone for me” (in chat transcript). He said I could upgrade and get the deal when the balance was paid off but if I go to the store they could wipe the balance. When I went to the local Xfinity store later that day, I was told that it could not happen and that online agents say to go to the store for resolutions a lot even though they can’t do anything. This is super discouraging and I would like to be able to speak to someone else to further escalate this issue. Is there anything that can be done?

Unfortunately, you were given incorrect information from the agent. A balance owed on a phone cannot be wiped from your account. You owe the money.

@DreamSayerZ even if I have monthly account credits on my phone due to my last trade in so essentially I’m not paying for the phone?

You must pay off the remaining balance of your current device payment plan (DPP) before you can trade it in for a new promotion.
Key Rules to Know
  • Forfeiting Remaining Credits: If you pay off your current phone early to upgrade or trade it in before the 24-month term finishes, you will forfeit any remaining monthly bill credits that haven't been applied yet.
  • Collateral Requirement: Your existing phone serves as collateral on your monthly payment plan until it is completely paid off.
  • Combined Offers: Xfinity Mobile promotions cannot be combined with other ongoing device offers on the same line, and you generally cannot stack multiple device payment plans or trade-ins on a line that is still actively receiving promotional credits without settling the balance first.

No I have not heard back. I’m waiting to hear back from Xfinity mobile experience/Tom Karinshak based on an email I sent as well.
